Net Promoter Score (NPS) measures how likely a customer is to recommend a dealership to someone else, on a 0-10 scale. It is a single relationship question, distinct from CSI, which scores satisfaction with one specific visit through an OEM-administered survey.

How NPS Is Calculated

A store can carry a strong CSI score on paper while its NPS drifts down, because CSI is anchored to how well one visit was executed and NPS is closer to a running average of every interaction a customer has had with the dealership, including ones that never generated a survey at all.

Where Phone Handling Shows Up in NPS

CSI captures the booking call because it is close in time to the visit being scored and the survey asks about scheduling directly. NPS has no such anchor. A customer answering the recommendation question is drawing on a longer memory: whether calls got returned, whether they had to call twice about the same issue, whether reaching someone by phone was ever actually easy.

Repeat call rate is a useful proxy here. A customer who had to call back about the same unresolved issue is unlikely to answer an NPS survey generously months later, even if the visit itself eventually went fine. The friction from the phone interaction outlasts the memory of the specific outcome.

CSI asks how one visit went. NPS asks whether the customer trusts the dealership enough to put their name behind a recommendation. Phone friction erodes the second one even when it doesn't show up in the first.

Service retention research backs this up. Why service customers stop returning covers the drop-off pattern directly, and the same friction points, unreturned calls, unclear scheduling, unmet callback promises, are the ones that show up as detractors on an NPS survey rather than as a low CSI question score, since CSI rarely asks about calls that never happened at all.

Why a Store Might Track Both

CSI is not optional for a franchise dealership. It is tied to manufacturer incentive payments and gets tracked regardless of whether the store wants to. NPS is a choice, and stores that add it are usually trying to see past the OEM survey's narrow window into the broader relationship, including customers who never generated a CSI-eligible transaction in the survey period.

The two scores are most useful read together. A dealership with high CSI and flat or declining NPS usually has a process that executes well once a customer is in the building, but loses ground somewhere before or after the visit, often in scheduling friction or a follow-up that didn't happen. Neither score on its own identifies where that gap is. Comparing them narrows the search.
